Abstract [sv]
Studien undersöker hur användare upplever AI-baserad respektive mänsklig kundtjänst via chatt, med fokus på social närvaro, användbarhet och användarvänlighet. Bakgrund till studien är den ökade användningen av AI-baserade chattbottar inom digital kundservice och hur detta förändrar interaktionen mellan användare och företag. Studien utgår från forskningsfältet Human-Computer Interaction (HCI), där UX-design även berörs som ett kompletterande perspektiv, samt teorierna Social Presence Theory och Technology Acceptance Model (TAM).
Studien har genomförts med en kvalitativ metod där semistrukturerade intervjuer används för att samla in data från personer med erfarenhet av både AI-baserad och mänsklig kundtjänst via chatt. Resultatet visar att AI-baserad kundtjänst främst upplevs som snabb, effektiv och lättillgänglig i enklare och standardiserade ärenden. Samtidigt framkommer att mänsklig kundtjänst upplevs som mer trovärdig, flexibel och bättre anpassad till komplexa situationer där förståelse, empati och problemlösning är centrala. Vidare visar resultatet att användarnas upplevelser påverkas av hur socialt närvarande interaktionen upplevs vara. Mänsklig kundtjänst upplevs generellt som mer personlig och engagerad, medan AI-baserad kundtjänst ofta uppfattas som mer standardiserad och opersonlig. Trots detta uttrycker majoriteten av respondenterna en positiv inställning till fortsatt användning av AI-baserad kundtjänst i framtiden, främst som ett komplement till mänsklig kundtjänst snarare än en fullständig ersättning.
Studien bidrar med en fördjupad förståelse för hur användare upplever skillnader mellan AI-baserad och mänsklig kunddialog, särskilt i relation till social närvaro, användbarhet och användarvänlighet.
Abstract [en]
This study examines how users experience AI-based and human customer service through chat, with a focus on social presence, perceived usefulness, and perceived ease of use. The background of the study is the increasing use of AI-based chatbots in digital customer service and how this development changes the interaction between users and companies. The study is based on the research field of Human-Computer Interaction (HCI), where UX-design is also addressed as a complementary perspective, as well as the theories Social Presence Theory and the Technology Acceptance Model (TAM).
The study was conducted using a qualitative method in which semi-structured interviews were used to collect data from individuals with experience of both AI-based and human customer service through chat. The results show that AI-based customer service is primarily perceived as fast, efficient, and easily accessible in simple and standardized situations. At the same time, human customer service is perceived as more trustworthy, flexible and better adapted to complex situations where understanding, empathy, and problem-solving are central. Furthermore, the results show that users’ experiences are influenced by how socially present the interaction is perceived to be. Human customer service is generally perceived as more personal and engaging, while AI-based customer service is often perceived as more standardized and impersonal. Despite this, the majority of respondents express a positive attitude toward the continued use of AI-based customer service in the future, mainly as a complement to human customer service rather than a complete replacement.
The study contributes to a deeper understanding of how users perceive the differences between AI-based and human customer dialogue, particularly in relation to social presence, perceived usefulness and perceived ease of use.
